Pick the right case automation for a scenario: auto-response rules for customer acknowledgements, escalation rules for aging cases, support processes for Status paths, record-triggered flows for everything else, and Einstein Case Classification to fill in and route cases.

- Certification: Salesforce Platform Administrator
- Exam section: Service and Support Applications
- Study guide: https://certifyforce.com/study-guide/platform-administrator

**Official exam objective:**

> Given a scenario, identify how to automate case management (for example: support process, case auto-response rules, case escalation, Einstein for Service).

## What the exam expects

- Choose the case automation tool that fits a requirement.
- Configure a case auto-response rule, including entry order, email templates and the default response template for unmatched submissions.
- Configure escalation rule entries (criteria, business hours, age calculation) and their actions (age, reassignment, notifications).
- Give each line of business its own case Status path with support processes and record types.
- Explain what Einstein Case Classification automates, how to keep a human in the loop, and how it hands off to assignment rules.

## Key facts

| Fact | Detail | Source |
|---|---|---|
| Active auto-response rules | One case rule at a time; variations are entries | [Auto-Response Rules](https://help.salesforce.com/s/articleView?id=service.creating_auto-response_rules.htm&language=en_US&type=5) |
| Auto-response entry evaluation | Stops at the first match and sends that entry's template | [Auto-Response Rules](https://help.salesforce.com/s/articleView?id=service.creating_auto-response_rules.htm&language=en_US&type=5) |
| No auto-response entry matches (web) | Default Response Template on Web-to-Case Settings is sent | [Web-to-Case](https://help.salesforce.com/s/articleView?id=service.setting_up_web-to-case.htm&language=en_US&type=5) |
| Email-to-Case default template | None, so add a no-criteria catch-all entry | [Auto-Response Rules](https://help.salesforce.com/s/articleView?id=service.creating_auto-response_rules.htm&language=en_US&type=5) |
| Active escalation rules | One at a time | [Escalation Rules](https://help.salesforce.com/s/articleView?id=service.rules_escalation_create.htm&language=en_US&type=5) |
| Escalation actions per entry | Up to five; Age Over is required and unique per entry | [Escalation Actions](https://help.salesforce.com/s/articleView?id=service.rules_escalation_actions.htm&language=en_US&type=5) |
| Restart clock on every update | Based on last modification time | [Escalation Rule Entries](https://help.salesforce.com/s/articleView?id=service.rules_escalation_rule_entry.htm&language=en_US&type=5) |
| Clock only while support is open | Business hours on the rule entry | [Escalation Rule Entries](https://help.salesforce.com/s/articleView?id=service.rules_escalation_rule_entry.htm&language=en_US&type=5) |
| Support process controls | Available case Status values, via a record type | [Business Processes](https://help.salesforce.com/s/articleView?id=platform.customize_processes.htm&language=en_US&type=5) |
| Automate Value | Saves prediction when it meets the confidence threshold | [Einstein Case Routing](https://help.salesforce.com/s/articleView?id=service.cc_service_rules.htm&language=en_US&type=5) |

## Check yourself

- What does a web submitter receive when no auto-response entry matches, and what should you add for Email-to-Case? → The Default Response Template from Web-to-Case Settings; Email-to-Case has no default template, so add a final entry with no criteria ([Turn On and Customize Web-to-Case](https://help.salesforce.com/s/articleView?id=service.setting_up_web-to-case.htm&language=en_US&type=5))
- Which escalation timing option stops escalation after the first update, and which restarts the clock on every update? → "When case is created, and disable after case is first modified" stops it; "Based on last modification time" restarts it ([Escalation Rule Entries](https://help.salesforce.com/s/articleView?id=service.rules_escalation_rule_entry.htm&language=en_US&type=5))
- What can an escalation action do, and how many actions can one entry have? → Reassign to a user or queue and notify chosen recipients with a template; up to five actions per entry, each with its own Age Over ([Escalation Actions](https://help.salesforce.com/s/articleView?id=service.rules_escalation_actions.htm&language=en_US&type=5))
- When do you need a support process rather than a second status field? → When lines of business need different Status values on Case: one support process per record type ([Managing Multiple Business Processes](https://help.salesforce.com/s/articleView?id=platform.customize_processes.htm&language=en_US&type=5))
- Why would you leave Automate Value off while piloting Einstein Case Classification? → Predictions stay recommendations that reps accept or ignore, so nothing is written to cases without a human ([Autofill Case Fields with Einstein Case Classification Apps](https://help.salesforce.com/s/articleView?id=service.cc_service_what_is.htm&language=en_US&type=5))
